Analisis Kepuasan Pelanggan dan Brand Image PT. POS INDONESIA (Studi pada Kantorpos Besar Medan 20000)

ABSTRACT
This study aims to determine the level of customer satisfaction for service PT. Pos Indonesia and customer feedback on the brand image of some service PT. Pos Indonesia in Medan City area. The research was conducted on 200 user retail and 10 corporate users of Post, and 15 service users in the city of Medan Pos competitors as the study sample. Primary data obtained through interviews and questionnaires that the validity and reliability have been tested first. The data were analyzed descriptively using the method of gap analysis and Important Performance Analysis (IPA) between the perceived service quality performance with the expected service quality of the service user Posts and analysis of customer satisfaction levels, as well as brand image analysis of some Postal service in Medan City area from the customer perspective. From the research found that service quality performance in the area of Medan Post Office is included in the excellent category. Customer satisfaction remains at a level below the specified value of satisfaction index and there are some indicators that still need improvement. In terms of brand image, some viewed the postal service has been recognized by the people in the city of Medan.

1. Pendahuluan
1.1 Latar Belakang
Sejak Pemerintah RI bersama DPR RI sepakat mengeluarkan Undang-undang No. 38 Tahun 2009 tanggal 14 Oktober 2009 Tentang Pos, perkembangan industri pos pada saat ini banyak mengalami perubahan. Peta persaingan industri pos menjadi lebih kompetitif. Istilah Pos tidak lagi brand yang bersifat eksklusif bagi Pos Indonesia, istilah tersebut telah menjadi brand yang bersifat umum bagi Industri Pos secara keseluruhan, baik bagi badan penyelelnggara pos yang ditunjuk pemerintah dalam hal ini PT. Pos Indonesia (Persero), maupun bagi pelaku industri pos yang tergabung dalam ASPERINDO.
Konsekuensi dari munculnya Undang-undang tersebut mengakibatkan persaingan di industri ini berjalan lebih terbuka. Situasi demikian menuntut persyaratan kualitas yang harus mampu disajikan oleh para pelaku/operator industri pos. Pelayanan pos yang berkualitas secara tegas dinyatakan pada pasal 3 huruf c, pasal 7 ayat 1, dan pasal 9 Undang-undang RI No.38 Tahun 2009. Untuk menghasilkan layanan yang berkualitas diperlukan tiga komponen utama pelayanan meliputi; komponen process, people, dan physical evidence, yang semuanya terdeskripsi dalam dimensi pelayanan jasa (Parasuraman, 1995) meliputi; dimensi Tangible, Empathy, Reliability, Responsiveness, dan Assurance.
Ketika perusahaan mampu mempertahankan tiga komponen utama pelayanan berada pada posisi excellence, maka upaya membangun kekuatan merek akan menjadi lebih mudah. Jean-Noel Kapferer (2010) menyatakan, bahwa dua faktor kunci dalam membangun kekuatan merek (brand image) dalam pelayanan jasa adalah dengan cara menciptakan identitas merek yang benar-benar berbeda dari pesaing, dan membangun brand personality yang unik. Brand personality jelas berkaitan dengan dimensi reliability, assurance, empathy, dan responsiveness, bahkan Hankinson and Cowking (1993:1) lebih mempertegas; ketika perusahaan mampu menciptakan kedua aspek tersebut (identitas merek dan brand personality), maka daya saing perusahaan menjadi lebih kuat.
Agar upaya di atas berhasil, maka sistem manajemen dengan pendekatan konsep PDCA (Plan, Do, Check, Action) perlu diimplementasikan. Konsep ini memandang bahwa proses-proses yang terjadi dalam setiap kegiatan atau kinerja yang bermutu merupakan suatu lingkaran. Dalam setiap kegiatan atau usaha perbaikan mutu, ada empat langkah yang dilakukan dan keseluruhannya merupakan lingkaran, salah satu langkah yang perlu ditempuh adalah “check” yaitu meneliti (mengevaluasi) apa yang telah dilaksanakan, dan menemukan kelemahan/kekurangan yang perlu diperbaiki, disamping hal-hal yang sudah benar dilakukan.
Berdasarkan kelemahan/kekurangan tersebut disusun rencana perbaikan untuk perencanaan dan pelaksanaan selanjutnya. Tindakan ini sejalan dengan prinsip pertama dari delapan prinsip manajemen mutu yaitu Customer Focus, dimana semua aktivitas perencanaan dan implementasi sistem semata-mata untuk memuaskan customer. Dengan demikian feedback yang diperlukan untuk perbaikan pelayanan seyogyanya dihasilkan melalui survei pelanggan, dan kegiatan survei pengukuran kinerja sistem manajemen mutu dilaksanakan secara berkala minimal sekali dalam dua tahun sebagaimana tercantum dalam Prosedur Pengukuran Kepuasan Pelanggan.
Berdasarkan uraian di atas, maka dipandang perlu untuk dilakukan penelitian kepuasan pelanggan dan brand image pelanggan terhadap produk/layanan PT. Pos Indonesia ini dalam rangka pengukuran kinerja sistem manajemen mutu, sehingga akan dapat diketahui posisi Indeks Kepuasan Pelanggan (Customer Satisfaction Index) pelayanan yang diberikan oleh PT. Pos Indonesia, khususnya oleh Kantorpos Medan.

1.2 Tujuan Penelitian
1. Untuk mengetahui tingkat/index kepuasan pelanggan akan produk/layanan PT. Pos Indonesia, yang diperoleh dengan cara membandingkan antara tingkat harapan pelanggan (ekspektasi) dengan performa aktual (persepsi) dari layanan jasa PT. Pos Indonesia.

Analisis Kepuasan Pelanggan Untuk Layanan Mail PT Pos Indonesia (Persero)

Kepuasan pelanggan bisa didefinisikan sebagai kemampuan suatu produk atau layanan untuk memenuhi harapan pelanggan. Kemampuan ini tercermin dalam perbandingan antara nilai persepsi pelanggan terhadap harapan pelanggan untuk setiap atribut layanan.
Analisis kepuasan pelanggan dilengkapi dengan sebuah diagram untuk memandu program perbaikan layanan. Untuk melihat atribut-atribut mana yang perlu mendapat prioritas perbaikan, dipertahankan, dan belum memerlukan prioritas untuk perbaikan, setiap atribut dipetakan dalam peta Importance-Performance Analysis (IPA), yakni Diagram Kartesius yang membagi peta perbandingan antara harapan pelanggan dengan tingkat pemenuhannya dalam empat kuadran.
Berdasarkan hasil penelitian terhadap 1200 responden (sebagai sampel di 6 kota besar Indonesia) didapati layanan mail PT Pos Indonesia terdiri dari Suratpos Kilat Khusus (Skh), Paketpos Kilat Khusus (Pkh), Pos Express, dan EMS (untuk kiriman internasional), keempat jenis mail ini (menurut pendapat pelanggan retail) memiliki karakter sejenis sehingga harapan pelanggan terhadap layanan ini cenderung sama. A New Approach to Customer Satisfaction, Service Quality and Relationship Quality Research

Abstract
In this paper we outline an overall approach for tracking service and relationship quality that differs substantially from the conventional paradigm. The conventional attitude-based approach relies on assumptions about the link between evaluations of service quality and subsequent behaviour which are not supported by the substantive body of research findings about buyer behaviour. The attitude-based approach also requires inferences to be made concerning what aspects of service provision determine the attitudes. Unfortunately the traditional approach is still widely practiced in commercial market research, as well as practised and taught in Universities. We therefore now explain a different approach which looks directly at service provision by using descriptive non-attitudinal measures and seeks to relate these to observed buying behaviours of interest. The approach has been trialled across a number of service categories and markets with promising results.

Introduction
Most service companies have research programs designed to measure service quality, and/or customer satisfaction, and/or relationship quality. Such programs are designed to allow management to manage service provision and relationship building initiatives. They provide essential information to guide efforts to reduce variability in service quality and to provide customers with the service that will help ensure their continued patronage. While there is little direct evidence as to the link between service quality and better company performance, company-level data suggests a link between higher quality, higher market share and improved
profitability (Buzzell and Gale 1987; Buzzell et al. 1975; Rust and Zahorik 1993).

The Problem with Subjective Evaluations/Attitudes
Measuring service quality and satisfaction traditionally involves asking customers for subjective attitudinal evaluations, that is, asking if they personally felt the service they received was satisfactory. Service Quality, Customer Satisfaction, and Behavior Intention in Service Factory and Professional Service

- An Exploratory Research in Japanese Airlines Service and Hair Salon Service

Abstract
The present study explores the dominant dimensions of service quality (SQ) and the interrelationship among service quality (SQ), customer satisfaction (SAT) and behavioralintention (BI) in two different service categories (service factory and professional service) in Japan. A customer survey was conducted to examine moderation hypotheses, which was analyzed by factor analysis and covariance structure analysis. The results show that the dominant dimensions of SQ are different in the two service categories. However, although there are positive effects both in SQ BI and SQ SAT BI, the indirect effect through SAT seemed more significant than the direct effect, regardless the difference between service categories.

Introduction

Most countries can be defined as “service economies”, because the contribution of the service sector to GDP is considerably greater than that manufacturing and agriculture combined. Japan is the country that seems to lag behind the rest of the highly industrialized countries in both service industry contributions to GDP and the share of the workforce employed in the service sector (Patrik STROM, 2005). According to the date of Japanese Statistic Bureau (2006), the rate of employment in service industry increased 9.6% compared with other industries.

The Influence of Marketing Mix toward Students Intention to join HIPMI Student Chapter Widyatama University

Indonesian Young Entrepreneurs Association (HIPMI) Widyatama University student chapter had been set up around July 2010 at Widyatama University and it has been introduced through seminar and publication by printed media in Bandung. HIPMI has a committee to run this organization and one of them is marketing program through programs, joining fee, location and promotion as well as physical evidence, people and process. This research aims to analyze the influence of marketing program toward student’s intention to join HIPMI Widyatama University student chapter. Research objects are students of Widyatama University from Business and Management faculty. This study uses descriptive method. Questionare, interview and observation are used to collect data and descriptive statistical analysis is used to analyze data. Respondents know HIPMI Widyatama University student chapter. Respondents agreed that they know of the existence and secretariat of HIPMI Widyatama University student chapter. They believe with faculty coaches. Respondents were less agree with the benefits HIPMI Widyatama University student chapter for them. In addition, they are also sufficiently belief with the management and benefits programs offered to them. They are less aware of the program HIPMI Widyatama University student chapter. So is the way to join and participate in the program HIPMI Widyatama University student chapter. The latter is of interest to join only be considered adequate

Backgrounds

Entrepreneurship becomes a priority matter by the Widyatama University currently reflected in the various programs developed by the rector to promote entrepreneurship for students. Campus target is to make students as job creators and not job seekers instead of. This is seen increasingly limited employment for university graduates. The development of entrepreneurship theme in line with the positioning Widyatama University campus that is friendly for future business pro.

To support the development of entrepreneurship for students, the university is also developing knowledge and skills of the lecturers on entrepreneurship through training offered by various institutions of higher education and the director general of the bank independent. They are expected to provide knowledge and experience about entrepreneurship to students.

Additional support is a matter of entrepreneurship curriculum provided to students. The curriculum becomes very important for the learning process of entrepreneurship at the Widyatama University. The curriculum used has been adjusted with the program that was developed by Bank Mandiri in collaboration with six universities in Indonesia, Indonesian University, Bandung Institute of Technology, Institut Pertanian Bogor, Padjadjaran University, Gadjah Mada University and the Institute of Technology Sepuluh November. The curriculum is designed to meet the needs of students from the aspect of soft skills and hard skills. Student centered learning is developed so that students can be active in the process of entrepreneurship education. . . . . . .
